What is support deflection?

Support deflection rate is the share of customer issues resolved through self-service, like a help center or chatbot, without ever reaching a live agent. It is a measure of how much your knowledge base and product guidance carry on their own.

Higher deflection lowers cost, but only if customers actually get an answer. A high rate that hides unresolved problems just relocates the cost to churn.

Support deflection rate = (deflected issues divided by total inquiries) times 100. Decide what counts as deflected, usually a self-service session that did not escalate to a ticket, and hold the definition steady.

Of 1,000 inquiries this month, 700 are resolved by self-service. The deflection rate is 700 divided by 1,000, times 100, which is 70%.
